The aim of this research The purpose of this study is to empirically examine the interrelationship between display rules, extraversion, neuroticism, emotional strategies(surface acting, deep acting) and emotional exhaustion in a situation where the increased movements for protection of rights on emotional workers due to recently increased the tyranny of customers (power trip). The study population included 386 frontline employees(medical institutions, department/discount stores, fastfood) of the service company in Gyeongnam and Daegu. To collect data, questionnaires were used. AMOS and SPSS software were used to analyze the data. Confirmatory factor analysis(CFA) is used to assess the measurement model validity. According to the findings, display rules impact significantly and positively deep acting. The results also indicated that extraversion was negatively related to surface acting and positively related to deep acting, while neuroticism was positively related to surface acting and negatively related to deep acting. Moreover, surface acting had a positive effect on emotional exhaustion and deep acting had a negative effect on emotional exhaustion. Finally, this study suggests the implications of these findings, both theoretically and practically, and also offers directions for future research.

본 연구의 목적은 최근 증가된 고객 갑질의 횡포로 인해 고객접점의 감정노동자들에 대한권리보호에 대한 움직임이 증가하고 있는 상황에서 경남과 대구 지역에서 의료기관, 백화점ㆍ할인점, 패스트푸드 등에 근무하고 있는 고객접점의 일선 종업원들을 표본으로 하여 표현규칙, 외향성, 신경성, 감정노동전략(표면행동, 내면행동) 및 감정적 고갈 간의 구조적 관계를검증하고자 하였다. 자료 수집은 고객접점의 일선 종업원들을 모집단으로 하여 직접대면을통해 설문지 수집하여 386부를 최종 분석에 이용하였고, 표본추출방법은 편의표본 추출방법을 이용하였다. 그리고 척도정제를 위해 신뢰도와 확인적 요인분석을 실시하였으며, 가설검증은 AMOS를 이용하였다. 경로분석에 의한 본 연구의 결과, 표현규칙은 감정노동전략 중내면행동에만 정의 영향을, 성격특성 중 외향성은 표면행동의 부의 영향을, 내면행동에 정의영향을 미친 반면에 신경성은 표면행동과 정의 영향을, 내면행동에 부의 영향을 미치는 것으로 나타났다. 마지막으로 본 연구는 이런 조사결과를 바탕으로 이론적 및 실무적 시사점을, 그리고 한계점에 따른 미래 연구방향을 제시하고 있다.
